Logistics & Transport · Customer Operations
Status without the phone.
How can a logistics company stop staff answering 'where is my shipment' all day?
Short answer
Connect the customer-facing channel directly to the operational tracking system so status, delivery window and exception detail are answerable without a person. The data almost always already exists — what is missing is the layer that lets a customer reach it. The measure of success is inbound status calls falling, not a deflection percentage.
The situation
A concrete version of this.
A regional carrier running 400 daily deliveries. Three operations staff are nominally responsible for exception handling — re-routing failed deliveries, resolving damage claims, managing customer escalations.
- The phone rings continuously with status enquiries
- Each one requires opening the tracking system and reading a reference aloud
- Exception work gets done between calls, which means late
- Delays are discovered by the customer before the carrier notices
Why it matters
The three most operationally capable people in the building spend their day as a voice interface to a database. The work they were hired for happens in the gaps.
What gets built
Three things, in this order.
- 01
Status resolution across the channels customers already use
Consignment lookup by reference, address or account, returning live position, delivery window and any exception — on web, WhatsApp and voice, at any hour.
- 02
Proactive notification before the complaint
Delays detected against schedule trigger an outbound message with a revised window. The customer hears it from you rather than discovering it, which removes the call entirely rather than automating it.
- 03
Exception routing with full context
Genuine problems — damage, refused delivery, address failure — route to operations staff with the consignment, history and photographs attached.
The metric
Inbound status calls per hundred consignments
Deflection rate flatters the system by counting only conversations it was given. Calls per consignment counts the ones it prevented, which is the outcome you are buying.
The boundary
What stays with a person
Delivery commitments are quoted from the operational system, never estimated. Dangerous goods and customs exceptions always route to qualified staff.
