Order questions, answered.

How do we resolve order questions without growing the support team?

Short answer

Resolve the post-purchase questions end to end — status, address changes, returns initiation, refunds inside policy — by connecting to live order state. These account for the majority of retail support volume and almost all of it requires reading and writing to systems, which is exactly what a chatbot cannot do.

The situation

A concrete version of this.

A retailer whose support volume rises in direct proportion to order volume, with a predictable question mix.

  • Where is my order, can I change the address, can I return this
  • Each requires an agent to open the order management system
  • First response runs to hours, generating chase contacts
  • Weekend volume accumulates into a Monday backlog

Why it matters

Support cost scales linearly with growth, which means the operation has no leverage in it and every good month makes the problem worse.

What gets built

Three things, in this order.

  1. 01

    Live order resolution

Identify the customer and order, return real status, and perform the change where policy allows — not describe how to request it.

  2. 02

    Policy enforced as rules

Returns windows, refund thresholds and consumer-rights obligations implemented as system rules rather than left to a model's interpretation.

  3. 03

    Weekly gap reporting

Every question the system could not resolve becomes a ranked list. That list is how the knowledge base finally becomes accurate.

The metric

Contacts per hundred orders

It normalises for growth. Absolute ticket volume rising during a good quarter tells you nothing about whether the system is working.

The boundary

What stays with a person

Refunds beyond policy thresholds require human approval. Payment details are never handled conversationally. Consumer rights are enforced as rules, not interpreted.
